Obviously you can make something look good and be utter garbage. But that's where user experience and emotion comes into play. If it's garbage, the emotion and experience will be negative. If the design is good and appeals and really brings out good emotion, and you do that consistently, customers will be more forgiving of the odd "oops" because it's not the norm. If the "norm" is a bad experience, the customer will associate that with every product belonging to the brand/company. So no, it's not just design (but, keep in mind, design isn't just "looks"). You should really read the book. I can't do it justice. =) But design isn't just aesthetics. It's a top-to-bottom philosophy/buy-in to the idea that creating the greatest customer experience is the ultimate goal (be it from how your butt sits on a toilet to the service you get a restaurant to how often a program crashes on you).
